After the customer checks out and the order is captured/activated, payment processing from the customer (based on the payment method they selected) will commence. Capturing orders too early or too late often leads to customer inquiries regarding their order status. To effectively reduce the volume of customer service inquiries about the current status of orders, it is recommended that merchants:
- Ensure that orders are captured/activated when the product is shipped.
- Strive to deliver products within 14 days.
- Provide customers with a valid logistics tracking ID.
3.3 Post-Sale Communication
After the customer checks out and the product is delivered, to help customers' understanding of information related to their purchased items, it is recommended that merchants:
- Provide post-sale communication to customers via email. The content of these emails should include:
- Order confirmation
- Shipping confirmation
- Shipping details with tracking information and estimated delivery time
- Provide Klarna with a customer service email address to:
- Enable Klarna to refer customers to the merchant effectively.
- Allow Klarna to share the merchant's contact information with customers when necessary.
- If a customer cancels an order or initiates a return, send the customer a notification confirming the cancellation or refund to:
- Confirm that the order has been canceled/refunded.
- Confirm when the refund will be processed and when it will be initiated.
3.4 Customer Service

If a customer contacts a merchant with a query but does not receive a response, they may reach out to Klarna for assistance. However, since Klarna cannot answer all customer inquiries, the customer will ultimately need to contact the merchant again for confirmation. Therefore, to resolve issues promptly, enhance the customer experience, and improve customer repurchase rates, the best practices recommended for merchants are:
- Promptly notify customers that their query or feedback has been received and respond to them within two business days.

4. Dispute
A dispute arises when a customer, after purchasing a product, questions whether they are liable for payment.
4.1 Dispute Reasons
Regarding the types of disputes, they can be summarized as follows:
- Returns: The customer claims to have returned all or part of the order.
- Goods not received: The customer claims not to have received all or part of the order.
- Incorrect Invoice: The customer claims the received invoice is incorrect (e.g., missing discounts or inaccurate items listed).
- Faulty Goods: The customer claims to have received damaged goods or that part of the order is missing.
- Already Paid: The customer claims to have already paid the Klarna invoice (e.g., by stating they paid directly to the merchant).
4.2 Dispute Processing Flow

Initiation After a customer raises a dispute, there is a 21-day window to resolve the issue. If no resolution is reached within this timeframe and the customer has provided sufficient evidence to validate the dispute, the dispute will be forwarded to the merchant via Oceanpayment dispute notification. Meanwhile, merchants can search and handle disputes on Oceanpayment Merchant Portal / ODPM platform.

Handling Through the channels specified in the dispute process, Klarna will share the relevant information collected with the merchant and notify the merchant of the information required to resolve the dispute. Note: For "Returns" disputes, the 21-day period is calculated from the return date, not the creation date of the dispute.

Cancellations and Refunds When customers return items to the designated return address, they expect a prompt refund. Delayed refunds often lead to potential dispute fees and a negative customer experience. Recommended solutions include:

Note:
Refunds must be processed via the original payment method, not directly by the merchant. If the merchant issues a refund directly, Klarna’s invoice will remain valid and must still be paid by the customer, causing confusion and additional operational costs for the merchant.
By registering the return through the merchant’s Klarna portal or the payment provider’s backend, Klarna will adjust the invoice and send an updated version to the customer. If the customer has already paid the invoice, Klarna will initiate the refund.
When receiving such disputes, providing the following information can help merchants improve their success rate in appealing the dispute:
Klarna will ask the merchant if they received the return. If the merchant did receive it, please ensure the invoice for the related order is adjusted. If the merchant received the return but does not accept it, make sure to explain the reasoning in the comment section.
Please note that if the merchant selects the option indicating they will make adjustments to the statement, they are committing to issuing a refund equal to the disputed amount. If the merchant does not perform the refund within 96 hours of responding, Klarna will automatically initiate a chargeback for the disputed amount.
